But we're wanting to offer a slightly higher level of support than web forums. We want someone users can call for support or submit a ticket that will be answered within a guaranteed amount of time. Web forums are fantastic and they are where I get most of my support for software. But new users often want a bit more. Nothing is more frustrating than being in the middle of something important and something doesn't work, forcing you to go post on a forum and sometimes waiting hours for a response. Additionally, business users want an organization behind their software. At least here in the US, most do. They are very nervous about a vendor telling them 'if you help, hit the web'.
