*Primary Responsibilities*

   - • Monitor and Triage all active service requests including assignment
   of resources and escalation of issues according to severity and SLA
   • Provide 2nd and 3rd Level IT support relating to technical issues
   involving Microsoft's core business applications, as well as virtual
   environments built on VMware and Citrix
   • Dispatch resources to client site as needed for problem resolution
   and/or scheduled maintenance
   • Document, Monitor, Enhance and Optimize the Following:
   o Company Processes & Procedures
   o Incident Reporting, Management and Remediation
   o Change Management
   o Daily, Weekly, Monthly, Quarterly, Annual Service/Process Checklists
   o Daily Monitoring and Weekly Reporting of KPI’s for the Support
   • Establish, document and maintain IT Service standard process and
   operating procedures
   • Provide technical support and services at the network level: WAN and
   LAN connectivity, routers, firewalls, and security
   • Support Remote access solution services: VPN, remote services, and
   Citrix
   • Perform regular system documentation and systems/services review and
   make recommendations to clients based on needs, budget and results desired
   • Frequent communication with clients as required: keeping them informed
   of incident progress, notifying them of impending changes or agreed outages
   • Improve customer experience, service and satisfaction
   • Escalate service or project issues that cannot be completed within
   agreed service levels
   • Business awareness: specific knowledge of the customer and how IT
   relates to their business strategy and goals
   • Develop in-depth knowledge of the service catalog and how it relates
   to customer’s needs
