While not challenging your assessment, Heller's tech support has been "outsourced" for the decade I've been with them. I would aver the "I don't know's" report might have something to do with the level of support you require; greatly more sophisticated than my own needs. My e-mails are always answered promptly, sometimes by Paul Heller himself.
